Founded in a hardscrabble borough just south of the River Thames, London Mutual Credit Union began in 1982 as the Southwark Council Employees Credit Union. Created to offer a safer alternative to informal “pardner” clubs, it became the U.K.’s first credit union to operate a payroll deduction program—allowing members to save and repay loans directly from their wages.

Today, London Mutual is a member-owned, not-for-profit financial co-operative. It provides affordable financial services—including savings accounts, loans, and mortgages—to people who live or work within its eligible London boroughs and partner sectors including healthcare, education, and the armed forces.

The challenge: heart without visibility

London Mutual operates with a lean team of 18 agents embedded across departments including loans, credit control, compliance, and accounts. The model ensures that when members reach out to the support team, they can speak with someone who truly understands their issue.

But without centralized visibility, even specialized expertise has limits.

“I would often hear about members being unhappy by chance—through an overheard conversation or when someone forwarded me a complaint,” explains Monika Rok, Membership Experience Manager at London Mutual Credit Union. “But there was no consistent way to track response times, measure satisfaction, or identify patterns.”

Valuable customer feedback was randomly scattered across inboxes and water cooler conversation.

“We were running conversations with our members through Outlook,” Monika shares. “I liked the system, but it was not measuring anything for us. We didn’t know how long the members were waiting for an answer. And when they got an answer, we didn’t know if they were happy with the answer or not.”

As small issues surfaced informally and certain patterns began to emerge, Monika found herself regularly bringing them to leadership’s attention.

“I explained to the CEO that we needed to find a better way—someone needed to own the end-to-end member experience,” she recalls. “This is how my role was created at London Mutual.”

The turning point: from reactive to proactive

At first, Monika and her team tried another cloud-based customer support software platform—and the results were not exactly impressive.

“Everything was kind of all over the place within that particular platform,” she confesses. “I was struggling to manage with that particular platform and the interface really wasn’t that great.”

After a few months of frustration, Monika turned to Zendesk.

“I have no clue about coding,” she admits. “But with Zendesk, I can use AI to build the reports myself.”

And Zendesk proved to be intuitive to use right out of the gate.

“I just like the layout,” Monika says. “I was able to follow some tutorials on YouTube and we launched everything from scratch.”

One of her favorite features of the Zendesk platform was macros—prewritten responses or actions.

“I love macros—I’ve created loads of them,” Monika says. “For example, I belong to the digital banking group, where a common problem is when members are struggling with a forgotten password.”

With macros, an agent can read an inquiry about how to reset a password and respond with a single click.

“Without macros, I would be totally lost and I would be typing for hours and hours,” Monika says. “Now, sending a macro takes me a couple of seconds. And the agents don’t have to bother asking a manager for help—they can find the answers on their own.”

Gaining visibility in a single workspace

With Zendesk, emails, forms, virtual agent escalations, and call tickets are all visible in a single workspace.

“Having everything in one space on one platform really makes the magic for us,” Monika says. “Zendesk just makes my job easier. I don’t have to read thousands of tickets on a daily basis to figure out what’s going on.”

The magic wasn’t abstract. It showed up immediately in measurable improvements. First reply time dropped from four hours to 2.1 hours—a reduction of nearly 50 percent. Average full resolution time fell from two business days to 17.4 hours. And 77 percent of inquiries were resolved in a single touch.

Analytics define the path forward

London Mutual serves members across London boroughs and sectors including healthcare, education, and the armed forces. It partners with local governments, ensuring its services evolve alongside public-sector needs and community priorities.

“We work internally on different innovations that are required by the government,” Monika explains. “Because as soon as the government knows that we genuinely help our members who are at a financial disadvantage—they will do their best to help us.”

But partnership and innovation require more than good intentions—they require proof.

“Analytics really helps me show what’s happening in Zendesk to our management, board of directors, and CEO,” Monika says. “Zendesk pulls the right numbers and makes the report within a few seconds.”

With Real-time Monitoring, the team can see ticket volumes, performance, satisfaction trends, and member feedback as they unfold. When negative responses appear, the data makes clear whether the root cause is service quality or an unavoidable outcome—giving the team a defined path forward.

“It allows me to actually see everything as it’s happening,” Monika says. “I don’t have to hold someone waiting until the next day to give them the data. It’s really helped—especially during busy times when some managers might not even be aware how many tickets are waiting to be resolved.”

Anticipating demand for the busy season

Seasonality adds another layer of complexity. London Mutual offers its members Christmas loans, and in the lead-up to the holidays—ticket volumes can nearly double.

“That’s our busiest time of year,” Monika explains. “When we started, the tickets multiplied in November and December—and that made me aware that I needed more agents to help resolve those tickets in a timely manner.”

With Zendesk, London Mutual has visibility into historical patterns. Now, even during stressful times, the support team can anticipate demand, reallocate resources, and maintain service levels.

Staying nimble, investing with purpose

London Mutual may not have the marketing budgets of a major high street bank, but with Zendesk, it now operates with comparable operational rigor.

With faster response times, higher satisfaction, and a leaner team powered by automation, London Mutual has unlocked the capacity to think beyond the ticket queue.

“Instead of adding overhead, we’re reinvesting our efficiency gains into modernizing digital banking, enhancing card services, and refining the member journey,” says Monika.

But no matter how innovative London Mutual becomes, customer service remains its number one priority.

“At the end of the day, it’s about what our members think about us,” Monika says. “And that’s the most crucial feedback we can ever have.”
